Why did nobody answer after the assistant escalated to support?

In most cases the answer did arrive, somewhere else: a hand-off is answered through Reply's support channel, not as a new message back in the chat panel. Look in the Help Center before assuming it was lost. If there is no conversation there at all, the hand-off itself may have failed; creating the support conversation has a time budget, and a slow moment can exhaust it. Hand-off is also a capability that can be switched off for an account independently of the assistant.

Quick fix

  1. Open the Reply Help Center and look for the conversation there. The chat panel is not where the answer comes back.
  2. Re-read what the assistant told you. If it reported that it could not pass the conversation on, nothing was sent, and nothing is queued.
  3. If no support conversation exists after a few minutes, start one yourself rather than waiting.
  4. When support does reply, restate the key facts in your own words. The summary they received is shortened, and detail can be missing.
  5. For anything urgent or account-specific, go straight to support and skip the hand-off.

Symptom

You asked the assistant something it could not resolve. It offered to bring in a person, or you asked it to. It confirmed, and then nothing further appeared in the chat panel: no acknowledgement, no reply, no sign that a human ever saw the question.

How a hand-off is meant to work

When the assistant reaches the end of what it can do, it can pass the conversation to Reply's support team, along with a written summary of what you were trying to achieve. The point of the summary is that you should not have to explain yourself twice.

What it does not do is turn the chat panel into a support inbox. A person does not appear in the panel and start typing. That single expectation is behind most reports on this page.

1. The reply came back by a different route

The answer arrives through Reply's support channel. The chat panel where you made the request stays quiet, because that conversation is finished from the assistant's side once it has handed over.

How to recognize it: the assistant confirmed the hand-off and said nothing that sounded like a failure. Time has passed. You have been checking the panel.

What to do: open the Reply Help Center and look through your conversations there. If support normally reaches you by email, check that inbox too, including anywhere it may have been filtered.

2. The hand-off timed out before the support conversation was created

Passing the conversation over is a live operation with a time budget. If the support system is slow at that moment, the hand-off does not complete inside it and the attempt fails.

The assistant should tell you when this happens. If it did not say clearly that the conversation had been passed on, the safe assumption is that nothing was sent; a hand-off that failed leaves nothing behind for anyone to pick up, and nothing retries on your behalf.

How to recognize it: no support conversation exists anywhere. Not unanswered; absent.

What to do: do not wait it out. Open a conversation with support yourself and paste in what you had asked the assistant. If you want to try the hand-off again first, that is fine, but give it one attempt rather than several.

3. Hand-off is not switched on for your account

Being able to escalate to a person is a capability of its own, separate from being able to use the assistant. An account can have a fully working assistant and no hand-off.

How to recognize it: the assistant never offers to bring in a person, or says plainly that it cannot. Asking it directly to contact support does not change the answer.

What to do: contact support through the Help Center as you normally would. If you expected the hand-off to be available, ask the team to confirm whether it is enabled for your account.

4. The summary that reached support was shortened

A long conversation is condensed into a summary before it is handed over, and that summary has a maximum length. A back-and-forth that ran for a while loses detail on the way: often the specifics you gave earliest, which are the ones you are least likely to repeat.

This does not stop the hand-off. It shows up later, as a reply that answers a slightly different question from the one you asked.

How to recognize it: support did respond, promptly and helpfully, to something adjacent to your actual problem.

What to do: restate the essentials in your first reply: which account, which sequence or mailbox, what you did, what happened, when. Treat the summary as an introduction rather than a complete brief.

You can always go direct

The hand-off is a convenience, not the only route. Opening a conversation in the Reply Help Center yourself reaches the same team, and for anything urgent or specific to your account it is the faster path; you write the description yourself, so nothing is summarized away.

One thing to keep out of the chat either way: do not type passwords, API keys or access tokens into the assistant. Support will never need them, and a chat conversation is not the place for them.
